Abstrak :
There are many models for measuring service quality, SERQUAL, SERPERF, STIEQUAL , E-SQ and E-S-QUAL. every mpdel offers some advantages and weakness. Previous research proved that E-S-Qual model is the best assessment to measure online service quality in banking industry because it has an excellent external vilidity and enough consistency in reliability. The objectives of this research are to examine the effects involved 124 customers internet banking . By measuring criterion validity of E-S-QUAL, it found that E-S-QUAL has a good validity and reliability for measuring the the quality of banking online services. By using F test, the result revealed that all dimensions of online service quality has significantly effects on customer satisfaction. By using t-test only site aesthetic variable has significantly effect on customer satisfaction. The managerial implication of this research is that banking industry should develop online service not only for effeciency, system availability, privacy, assurance, but the most important thing is also the aesthetic s aspect to enhance their customer satisfaction.

Abstrak :
Penelitian ini membahas mengenai peningkatan kualitas pelayanan pada salah satu industri online grocery di Indonesia berdasarkan preferensi konsumen dan kemampuan perusahaan. Dalam penelitian ini digunakan integrasi metode SERVQUAL dan Kano Model. Integrasi tersebut bertujuan untuk mengukur kualitas atribut pelayanan yang diperoleh dari dimensi E-S-QUAL dan E-RecS-QUAL serta untuk mengkategorikan atribut tersebut berdasarkan pengaruhnya terhadap kepuasan pelanggan. Selanjutnya, metode Quality Function Deployment digunakan untuk memperoleh strategi yang tepat guna meningkatkan kualitas pelayanan. Hasil dari metode SERVQUAL menunjukkan bahwa terdapat 27 atribut pelayanan dengan nilai kesenjangan SERVQUAL negatif. Sedangkan hasil Kano Model menunjukkan bahwa terdapat satu atribut pelayanan yang termasuk ke dalam kategori must-be, empat atribut pelayanan masuk ke dalam kategori attractive, dan 22 atribut pelayanan masuk ke dalam kategori one-dimensional. Kemudian diperoleh 23 atribut pelayanan yang diprioritaskan untuk dilakukan perbaikan, 23 atribut pelayanan tersebut diterjemahkan ke dalam persyaratan teknis pada Quality Function Deployment, yaitu House of Quality. Berdasarkan hasil House of Quality, diperoleh 25 strategi peningkatan kualitas pelayanan, dimana strategi pembuatan fitur ratings feedback oleh customer merupakan strategi dengan prioritas utama untuk dikembangkan. ......This research discusses about the improvement of service quality at one of online grocery industry in Indonesia based on consumer preference and company capability. Integration of SERVQUAL and Kano Model methods is used in this reasearch. This integration is needed to measure the quality of service attributes obtained from the dimensions of E S QUAL, E RecS QUAL and categorize these attributes based on the effect on customer satisfaction. The Quality Function Deployment method is also used to get the right strategy to improve the service quality. The result of SERVQUAL method shows that there are 27 service attributes with a negative gap score of SERVQUAL. The result of Kano Model shows that there is one service attribute categorized as must be, four service attributes categorized as attractive, and 22 service attributes categorized as one dimensional. Furthermore, there are 23 service attributes are prioritized to be improved, 23 service attributes are translated into technical requirements in Quality Function Deployment that is House of Quality. From the House of Quality results, there are 25 strategies to improve service quality, which the strategy of rating and feedback feature by the customer is a strategy with the main priority to be developed.
